même booster le taux de retour de ces actions de marketing direct si elles sont bien ciblées. C'est
donc l'approche client dans sa globalité qui doit être personnalisée.
II. L'approche centrée client
Le digital a totalement bousculé l'approche client. L'époque où les produits étaient compliqués à
trouver est à présent révolue. Désormais, ce sont les clients qui se font rares. Nous sommes passés
d'une société de consommation à une société de considération où le client est devenu maître du
jeu. Proche du terme d'« orientation client » mais différent, le concept de « customer centric » (ou
approche centrée client) est aujourd'hui devenu une fin en soi. Cette approche consiste à mettre le
client au cœur de ses préoccupations et de ses décisions, à faire preuve d'empathie, à supprimer
les obstacles pour le client et surtout à être à son écoute.
À présent, tout part du client et le dirigeant doit accepter de le définir comme l'élément central de
la relation sur du long terme. Pour être centré client, les entreprises doivent identifier parfaitement
leurs clients, connaître ce qui les attire et au contraire les choses qui leur déplaisent. Dans une
logique customer centric, il est important de moins se focaliser sur les services. L'élément central
de la relation client est désormais le client et il doit le ressentir. Le service proposé doit paraître
moins important que le futur consommateur. L'agence doit tout miser sur la relation et les émotions. En effet, les nouvelles technologies et usages du numérique tendent à effacer l'humain. Les
agences doivent minimiser cette frontière en replaçant l'humain au cœur de leurs stratégies et en
faisant ressentir de véritables émotions à leurs clients ; c'est ce qui fera la différence. C'est tout
à fait faisable avec les vidéos immobilières où l'humain est au centre de la présentation digitale
du bien. Comme nous pouvons par exemple le voir ici sur la chaîne Youtube de l'agence Evidence
Immobilier :
Dans chaque miniature ou presque, un agent apparaît. Comme précisé, cela replace l'humain au
centre du digital.
Mais il faudra aussi être « customer centric » bien avant l'acte d'achat et bien après. Le client doit
se sentir dans une relation privilégiée dès le départ, c'est ce qui le mettra en confiance pour valider
toutes les étapes de son parcours client afin d'aller jusqu'à l'acte d'achat. Plus tard, ce sera dans
un but de fidélisation qu'il faudra être « customer centric », afin de faire revenir le client et/ou lui
faire parler de l'agence et la recommander.
